Service Reminder Reset - This feature gives the client adequate reminders that service

will be needed soon on the interlock device. The service light will start flashing to remind the client they will need to get serviced soon. Failure to get service by the specified time will result in a lockout.

Hum Tone - This technology requires the driver to deliver a hum tone while blowing prior to starting the vehicle. It helps deter techniques that can mimic human breath or absorb alcohol.

Random or Rolling Retest - The client will be asked to perform a rolling retest about 5 mins after starting the ignition. Refusing to take a rolling retest or a failure of the test will be recorded and sanctions such as honking of the car’s horn and/or flashing lights will be imposed.

Temp. Lockout - Your vehicle is temporarily inoperable because you had too many failed tests, high BAC tests or aborts or is due to a pre-set restricted driving period. The TEMPORARY LOCKOUT Period can vary from 5 minutes to 24 hours before it will accept another breath test.

Engine Stall Protection

This feature allows the driver to restart their engine if the vehicle stalls within the designated retest time. This is a safety Engine Stall Protection precaution for the driver.

Early Service Recall

Early Service Recall is a feature that informs the operator to return to the service location within a specified period of time (grace days) because the sensor may have registered a violation.

Grace Days

Grace days are given to the client after they miss their service appointment or after a violation has been registered. The grace days are determined by the requiring state. The client will have x amount of days to take the device in to get serviced before it will go into PERM LOCKOUT. You will know they are in their grace days because the SERVICE and LOCKOUT light will flash in sequence.

The BLOW light will flash green indicating the Device is ready for a breath sample. A high pitched beep will also be heard while the BLOW light is flashing to alert a breath test is requested.

Taking a Test:

While taking a test, a TONE must be delivered like a musical instrument. It is easily accomplished by saying the word “DO” or “DEE” into the mouthpiece as the blow is delivered.

The blowing pressure must be sufficient in strength and duration to ensure a proper and accurate test.

If the client does not deliver a sufficient flow of air or the tone is not delivered properly, the Handset will sound a higher-pitched triple beep and the red ABORT light will come on.

Pass - When the Device receives a proper breath sample the PASS light will glow and a triple tone will sound indicating a successful test.

Keeping Control

In sales being in control of the conversation is the difference between closing that sale or losing it. When we are in control of the call it allows us to set the pace of the call and direct the conversation to a closing pitch. Not every call will a client allow you to go through all of your steps and play ball. Some clients will ask you questions for the information that they want so that they can either be informed or jump off the call as quickly as possible. Now it is our responsibility to always address and acknowledge a clients concerns. We want to do this in a way that allows us to remain in control.

Here are some tips to help remain in control.

Address the client's concern and answer their question. Then follow that up with a question to move the sale forward. Example (When did you need to have the device installed by)

Acknowledge that the client has a concern but continue through enrollment first. Example (I would be happy to answer that for you. In order for me to give you the most precise and accurate information let me ask you a few quick questions.) Go through the enrollment and then answer what concerns they might have.

32 of 151

Value

When a client is given information about the interlock device they are given a list of vendors that are authorized in their state. What a potential client will do is call through that list checking every provider out to see what they offer and their fees. In order for us to stand out from our competition we need to tell a client who we are, what we are and why we are different. We are always competitive in price but sometimes we will not always have the lowest pricing. The only way to beat this is by explaining the value in our product.

A customer will always pay more for a product if they see value in what they are buying. We have had clients drive further to see us and pay more by explaining what makes us so special.

  • What is it every customer looks for in a brand?
  • What’s most important to customers when looking for a product?
  • What makes a customer pick a certain product over other?

33 of 151

NO

As a sales agent you will be told no every day all day. It is your job to change the NO to a yes. On your calls you need to make sure that you are overcoming the word NO at least a minimum of three times. How you respond to that NO and how many times you overcome it will determine your success in the field.

Assumptive Phrasing

Bad Examples:

(if you don’t mind) (I would like to)

(Is it ok if we) (If you have a moment) (If you don’t mind) (Can we go ahead and)

Good Examples:

(Let’s go ahead and) (What I will do for you today is) (I recommend that we)

We must always have the mentality that we are going to close the sale. It is imperative that we use phrasing to support that. For example, we never want to give a client the option to say no. How we do this is by using specific phrasing that does not end with a question.

BUYING SIGNALS FROMASSUMPTIVE SALES AGENTS

AGENT

    • Are you calling about a new install today?

NO. I just need to know the process, price and location.

      • I would be happy to answer all your questions.  We can do almost anything to earn your trust and business, and we'll ensure you're satisfied every step of the way. To whom do I have the pleasure of speaking with? My name is John.  Thank you, John.  You’ve called the right place.
      • John, in order to provide you with the most accurate information, I will need the following:
        • How long will you need the ignition interlock device for?
        • What’s the year make and model of your vehicle?
        • Did you receive your citation in the state of (Caller's state)?
          • Price: When it comes to price we’re all about the same we try to stay competative in the market we have a great promo at this time... of X amount.

      • After we’re done scheduling your appointment, I will provide you a quick summary as to how Lifesafer will take care of you throughout your ignition interlock program, OK? What’s your home address, what’s your DOB, what’s the year/make/model of your vehicle, what’s the VIN#? etc.

Building Rapport

When a client reaches our phone line they are looking for the best products and services, but they also want to have a friendly and lively agent on the line! Having that friendly tone on the other end of the line is important and it all starts with building rapport. While you don't have to be best friends with your client and your interaction is of a professional nature, acknowledging that you see them as a person really goes a long way! As you continue your career at Life Safer you will find fun and new ways to build rapport!

Here are some helpful examples of how to build rapport it could be as simple as:

  • This is a huge step I will make this process smooth and easy for you! So how's your day going so far?
  • What is the year, make, and model of the vehicle you will be installed into? Oh, that's a nice car!
  • Do you have any plans for the holidays coming up?
  • Do you have any weekend plans?
  • I see you are calling from Florida... - (Talk about that region if you have ever visited, thought of visiting, or know any fun facts about that state)
  • How is the weather in your state? I am in …
  • Are you enjoying the weather?
  • Mention Pets if you hear a cat or dog in the background! Clients love talking about their furry babies

36 of 151

Rebuttals

  • When a client offers up objections to the sale, we use rebuttals as a way to address these concerns.
  • It’s important to listen to the client, as they will often tell you what may be effective at motivating them to choose us as their interlock provider.
  • Don’t be afraid to ask the client what you can do to earn their business!
  • We MUST attempt to overcome these objections no less than THREE times!
  • Always Be Closing
  • After each rebuttal always bring or end your pitch by bringing the call back to a closing statement.

The goal is to use phrasing that will allow you to continue the conversation with the client. We will go over some good examples and I will show you the link where you can pull this information.

Bad Examples: (I would like to get you signed up today.)

(What I want to do is schedule your for an appointment) (Are you sure you don’t want to sign up today)

(Why do you want to call anyone else we have the lowest price) (Why don’t you want to sign up)

ALWAYS CLOSING THE SALE AFTER YOU SPEAK

ACKNOWLEDGE QUESTIONS:

Acknowledge Cost:

Great question John.  When it comes to the cost I understand, a lot of us run on a budget and being able to afford may be an issue, but we’ll work with you to ensure you feel one step closer to getting your license back.  John, while I retrieve this information let me give you some quick helpful information about Lifesafer.

Insert- Device Features & Benefits:

Lifesafer, has been in business for over 30 years and we’re the leading experts on ignition interlocks and technology. You’ll be receiving one of the SMALLEST DEVICES in the market today, its accuracy and operability in the summer or winter is impressive, something many companies cannot attest to. Ok, I think, I’ve retrieved the information you’ve requested.

Just to let you know John, when it comes to the cost, we’re all about the same price, but it really comes down to the type of service you receive, device issues, state reports, the way you blow into the devices, but with us I can guarantee that you’ll receive the most affordable pricing there is today.  There’re two initial fees.  Your First bi-weekly LEASE payment of $40 which is payable to us over the phone and the Installation cost, which is the TIME and LABOR that takes to install your device of about 1-2hours.  Again, the cost of your installation is very similar with all providers, and that’s going to cost you approximately $170.00 and that’s payable on the day when you come in for the installation.

    • John, we care about you and your business.  Today, we’re running a promotion, and I will ensure that we waive your initial payment with us of a total of $40.00, so you  DO NOT have to pay us anything today to schedule you installation appointment, something that no OTHER interlock provider will be able to do for you. Would that work for you?  YES/THAT WOULD BE GREAT?

      • Close the sale- Gather remaining information and schedule appointment. Explain additional costs at the proper time

The IID device takes about 1.5 liters of air in order for a client to have delivered a successful test.

When a client is not able to blow into the device due to different situations the client may be able to have their device settings adjusted.

Not ever state will offer this so you must check the SOP.

Every state that offers Reduced breath or Medical exemption will have a different process that the client will need to follow.

As the agent you all will be giving these instructions to the client so that they can start the process.

If the client is accepted to have a Reduced breath device the client will need to come into the service center to get their device setting adjusted.

When a client isn’t able to get their vehicle to the service center some states provide a Mobile service.

Essentially the technician will leave the service center and go to where the client’s vehicle is located. Not every state offers this service. You must check the SOP.

There is a charge for this service that is based on the service needed, mileage, and time spent performing the service. These prices will vary and the technician at the service center will inform the client of the total that the client will pay.

Even if the state says they offer Mobile Service you will need to see what services can be performed as well as what Locations can actually do Mobile service.

Combining offers – It is acceptable to offer both a monthly discount and a discounted install. These discounts should be used as tools to create urgency for the client and close more sales. As well as to motivate customers to enroll, schedule, and show up for an installation.

Below displays suggesting verbiage to be used when offering a credit for the labor fee:

‘LifeSafer is not charging for the install however we contract with locations who charge a labor fee of $xx dollars and a $xx monthly calibration fee.

What I will do for you today Mr/Ms. Jones, is add a credit to your account right now of $xx dollars, this will go towards any LifeSafer Monitor charges. You will still have to pay the labor fee of $xx and calibration fee of $xx at the location but this credit of $xx dollars will go towards your first month of service. That’s a limited time offer, and I’m so glad you’re about to take advantage of that!’

Enrollment Process Overview

Agents gather detailed information on the Client and the vehicle in the upfront enrollment process:

      • Entering information is CRITICAL, as any errors made will cause significant problems with reporting to the court and may extend their program.
      • Agents should confirm all detailed information to ensure accuracy.
      • The Client’s program success depends upon your attention to detail at this step.

When you have enrolled a Client, you must note the account with the following:

      • What you quoted the Client.
      • Requirements for installation
      • Anything else the state requires. E.g. supervising officer, driver’s license verification, etc.
      • Include your initials at the end of your notes.
      • include name of Tech that you spoke with confirming appointment time.

Connecting with the Caller – Using Empathy

We want to be known as the “go to” company that cares about our Clients.

Using active empathy will help us connect with our Clients. Active empathy is:

            • The action of understanding and sharing the feelings, thoughts, and experiences of another person
            • SHOW them that you understand!

Listen for clues that will help you identify appropriate times to connect with the Client.

“I cant believe it” “I’m so embarrassed.”

”This has never happened before.” ”I don’t understand.”

Connecting with the Caller – Empathetic Responses

How we treat clients on the phone directly impacts which company they choose. You are directly impacting someone's life by making a stressful time easier, by listening, and by helping them get back on the road

  • Going through something like this would be a lot for anyone, but you’ve reached the right team.
  • Everyone comes across roadblocks in life, but we’re going to get you through this.
  • It’s ok to be confused- this is all new to you. I’m going to make everything clear for you.
  • This is a lot to overcome, but we’re going to get you back on the road and moving forward.

The Client won’t care how much you know, until they know how much you care.

Sales Training: Client Service Locations

Shop Types

  • Click N Go (CNG) Shops: Use devices that are calibrated at the state office and typically need a device mailed to the shop for installation. These appointments are scheduled three business days in advance to ensure the device arrives in time for the installation. Clients go to the shop for monthly services but typically pay a click fee for the tech to switch out the unit for the new one.

  • Mail to Shops: Similar to the CNG, a device is mailed to the shop for installation. However, after installation the Client will usually get the new interlock device mailed to their home and will exchange and mail back the used device to the state office. Like click n go, the device is calibrated at the state office.

Note: The Agent must call the Shop to confirm every appointment.

Overcoming Objections

Handle sales objections by specifically addressing the caller’s concerns about the product or service in order to create technical, financial, and/or personal buy-in.

Reframe objections to create a positive

  • Turn Sales objections into opportunities.
  • Take the objection and turn the situation into a positive in the mind of the other call. When people feel positive about a situation they are more open to making a change or making a purchase.

I know all of the ignition interlock companies out there charge close to the same amount for installation on this type of vehicle...but I also understand that you're looking for the best possible deal....nothing wrong with that...please give me a second to talk to my supervisor to see if we can do something special for you since it’s your first time calling”. If ours is the lowest: “I’m glad we were able to look at all of your options in order to make an informed decision. If you’d like I am happy to share the time slots that are open in your area so we can start now to get your freedom back.”

“I apologize that this is the closest location. The good news is that following this appointment – you will have your freedom back. I know that’s really important to you.”

“I wish we had a time that better meets your needs. If you like, we can set this appointment so you have it, and you can call us back when you have time to see if anything opens up that works better for you. I’m just happy for you. You will soon be back on the road”.

“I agree this is a lot to do. The good news is that once you have this process behind you, you will have your life back and can start to get back to a normal routine. Right?” OR “I agree there is a lot of documents to collect. I am happy for you though, that once you have this step completed you can get back to (revisit what they are excited about). I know how important that is to you. You just have a few more steps to take to regain that freedom.”

Web Leads

What is a Web Lead?

    • Prospective Client fills out a coupon on one of our websites and asks for an appointment or more information.
    • The leads are emailed directly to Agents through Five9 and are considered an outbound call.
    • You may be immediately placed in a outbound call.

How do Web Leads Work

  • Agents will hear an audible notification when the email is sent to them, so they will have to pay close attention to emails that are received.
  • The email will contain contact information for the perspective Client.

First, the Agent should search for the shop that is located closest to Client by using the contact information and then call the Client to enroll and schedule them for service.

137 of 151

Sales Training

Web Leads

  • ALL web leads must be contacted PROMPTLY and be dispositioned Correctly and appropriate notes entered in the call comments field.

  • ALWAYS be prepared. Have the closest location, based on the zip code they provided, pulled up and ready. Agents should also have the pricing available.

  • Assume the sale. Call with CONFIDENCE. You are the expert. Clients may be shopping around, so have your competitive pricing sheet and rebuttals at the ready to overcome any objections.

"Hi, this is Bob calling from LifeSafer/Guardian. You contacted us moments ago asking for a call about express installations. When would you like to be installed?"

Credit for Sales

    • Sales for which you are the original enrolling Agent for the Client will be automatically tracked and credited for you.

Credit for Reinstalls

Because the “original enrolling Agent” remains on the account, when working with a returning Client, Agents will have to submit a LMG Re-Install Credit Request Form.

    • Agents should submit re-installs to receive a commission only after a re-instated/re-installed Client’s account shows that the re-install has been completed.

    • DO NOT submit re-installs for commission when simply rescheduling or for adding/editing information that was not completed by the enrolling Agent.
